The 5 steps of every good response
- Thank them for their time. Even an unfair review is feedback someone sat down to write.
- Acknowledge the issue, without excuses. "We're sorry the cleanliness wasn't at the level it should have been" works. "We were very busy that day" doesn't.
- Respond specifically. Generic replies signal indifference. Address exactly what the guest wrote.
- Say what you did about it. "As of next week we've added a second cleanliness check before every arrival" - that sentence is read by every future guest.
- Close with an invitation. "We'd love to host you again and show you the difference."

Thank you for pointing this out, [name]. You're right that on those days there was [cause, if real]. We understand how important rest is on holiday and we're already looking into [specific measure]. We hope to see you again.
For a review you consider unfair
Thank you for your time, [name]. The experience you describe doesn't reflect what we strive to offer, and our records show a somewhat different picture. We'd be glad if you contacted us directly so we can look into it in detail. Every guest matters to us, and that includes you.
Note the third one: calm, factual, and the word "lies" appears nowhere. Readers understand.
What never to do
- Don't attack the guest. One aggressive reply does more damage than ten negative reviews - because it shows how you behave when something goes wrong.
- Don't copy-paste the same reply. The next reader sees 10 identical responses and concludes you don't even read your reviews.
- Don't wait weeks. Aim for 24-48 hours - your response gets the most visibility while the review is fresh.
- Don't reveal the guest's personal data in your reply (dates, room number, booking details) - beyond being rude, it's a GDPR issue.
When reporting to the platform is worth it
If the review violates the terms (false facts, insults, a reviewer who never stayed), report it: on Google through your Business Profile, on Booking and Airbnb through partner support. Don't count on it as your solution though - platforms remove reviews only for clear violations. The calm public response is the tool you control 100%.
